Unresolved Whole Home Refund Complaint - Refund Still Outstanding
I’m looking for some advice on how best to progress an unresolved Sky complaint that has now been ongoing for over a month.
The original complaint was raised on 28 July 2026 after I discovered that I had been paying for Whole Home since 2022. I use Sky Glass and my position throughout has been that I never received or used the additional Sky Stream puck associated with Whole Home.
After receiving no meaningful update, I had to chase Sky myself. When I was eventually given the initial decision, I made clear that I was not satisfied with it. I was told the adviser would speak to a manager and call me back on 4 August 2026.
That callback did not happen. Instead, the complaint was subsequently recorded as resolved/closed despite me not agreeing that the matter had been resolved.
I later managed to get the refund issue looked at again, and during that second investigation new technical evidence was found.
Sky’s records apparently show that a Stream puck was dispatched and marked as delivered in October 2022. However, a Sky adviser then checked the serial number of that specific puck using Sky’s diagnostic system.
She searched the device history from October 2022 through to August 2026 and told me that there was no activity or connectivity from the puck during that entire period.
She also checked my Sky Glass through the same diagnostic system, which did show activity, which suggested that the lack of data from the puck was meaningful rather than simply a limitation of the system.
The adviser then manually calculated my historic Whole Home charges at £351 and submitted a new refund request containing those findings.
Since then, however, I have still struggled to get a definitive answer on what happened to that submission. I have had several promised callbacks that either did not happen or happened unexpectedly while I was at work.
I have now submitted another written update through Sky’s official Customer Complaints Form and specifically asked for future communication to be made in writing/email rather than through unscheduled telephone calls.
The form confirmed on screen that it had been submitted, although I have not yet received an email acknowledgement.
I’m not asking the Community to decide whether I am entitled to the £351 refund. What I would really like to know is:
- Is there a reliable way to get Sky’s complaints team to correspond in writing rather than by telephone?
- How can I establish the actual status of the £351 refund submission?
- If Sky has reached its final position, what is the correct way to request a final response/deadlock letter so the complaint can move to independent dispute resolution?
I’m mainly trying to avoid another cycle of telephone calls where I have to explain the entire history again.
Any advice from people who have dealt with a similar Sky complaint would be appreciated.

Once youve submitted a complaint Sky then have up to 6 weeks to resolve it or you can then request a deadlock letter potentially allowing you to take it further.

My understanding of Customer Service call centre Managers (and I may be wrong) is that they are there to supervise, support and advise their agents and are not necessarily public facing.
Having said that we see posts on here quite often whereby a callback from an agent or Manager has not been forthcoming so I think Sky could certainly improve in that area.

Thanks Daniel, that’s helpful.
My original formal complaint was submitted on 28 July, so I’ll keep the six-week point in mind. My main concern at this stage is obtaining a definitive written outcome regarding the £351 refund request that was subsequently submitted following the diagnostic checks.
If the matter remains unresolved at the six-week point, I’ll request the appropriate deadlock/final response so that I can take it to CISAS.
